Conversation analytics are becoming more useful than dashboards

I’ve started noticing a change in how I evaluate AI customer support.

A year ago, I mainly looked at dashboards.

Things like:

  • Number of tickets
  • Response times
  • Resolution rates
  • CSAT

Those metrics are still valuable, but they don’t always explain what’s actually happening in customer conversations.

Lately, I’ve found myself spending more time looking at conversation analytics instead.

The questions I care about now are things like:

  • What topics are customers talking about most?
  • Are those topics changing over time?
  • Is customer sentiment becoming more positive or more negative?
  • Which responses are getting positive feedback?
  • Which conversations consistently receive thumbs down?

Those insights feel much more actionable than simply watching a KPI move up or down.

One example is Chatbase’s Analytics.

Rather than only showing high-level numbers, it groups conversations by Topics, automatically detects customer sentiment, and aggregates chat activity such as total conversations, messages, user feedback (thumbs up/down), and conversation geography. Being able to filter this data over different time periods also makes it easier to spot trends instead of reacting to one busy day.

For me, that changes the weekly review process.

Instead of asking:

“Did our AI resolve enough conversations?”

I’m asking:

“What are customers actually trying to accomplish, and what can we improve based on those conversations?”

That feels like a much better feedback loop for improving an AI agent over time.

I’m curious how other teams review their AI performance.

Do you still spend most of your time looking at dashboards, or are conversation analytics becoming the more valuable source of insight?

    To answer your question, I think the most valuable insight for us has been tracking emerging topics. Customers suddenly started enquiring about a new policy change we hadn’t explicitly trained the AI bot on. Because we were monitoring topic trends rather than just resolution rates, we were able to update the AI’s knowledge base before it becomes a CSAT problem.

    I agree that conversation analytics can reveal things that traditional dashboards often miss. A resolution rate might tell you that the AI is performing well, but the conversations can tell you why and where it is still struggling. I especially like looking at recurring topics and negative feedback. If the same type of question keeps generating thumbs down responses, that’s a clear signal that the agent’s knowledge, instructions, or workflow needs improvement. For me, the best AI support review combines both: dashboards for measuring performance and conversation analytics for understanding how to improve it. The real goal isn’t just resolving more conversations. It’s continuously learning from those conversations and making the AI better.

    I agree that conversation analytics can be more actionable than dashboards alone. A resolution rate might tell you that something is working, but it doesn’t necessarily explain why customers are satisfied or frustrated. Topic trends and sentiment are especially useful because they can reveal gaps in documentation, recurring product issues, or prompts where the AI consistently struggles. I’d also pay close attention to thumbs down conversations and escalations they can provide some of the clearest signals for improving the agent. The key is turning those insights into a feedback loop. identify the recurring problem, improve the knowledge or workflow, then measure whether the conversations improve afterward. That seems much more valuable than simply watching support KPIs move up and down.

    Well, Dashboards are great for telling you that something changed, but conversation analytics are often what explain why it changed. A sudden drop in CSAT, for example, is useful to know. But discovering that hundreds of customers are struggling with the same checkout issue is where the direct action starts.

    I agree with this dashboards are useful for spotting that something changed, but looking at the actual conversations gives you a much better idea of what needs fixing, recurring topics and negative feedback especially seem like good signals for improving the AI over time.

    Both the qualitative and quantitative side of things are important. It depends in what for you require the information in. If you wish to get actual feed back go conversational analytics of it is purely numbers the the dashboard wouldn’t hurt.

    its easy for a bot to deflect a ticket simply by being so incredibly frustrating that the customer gives up and leaves . sematic topic clustering and sentiment tricking are the only real ways to verify if a closed chat represents a solved problem or a churn risk
